在酒店里所使用的英语会话,基本上是属于商 业英语,与日常生活会话中所使用
的英语略有不同,较注重礼节。正式英语通常会让人误解为极艰深的英 语,其实,
只要套用一定格式的句子和单词,就可以了。例如:

您贵姓? 请问您贵姓大名?

Do you want some tea? Could you like some tea?


您要喝茶吗? 请问您想喝茶吗?
Over here, please. Could you come this way please?


这边请。 请您往这边走好吗?
* 不要说OK, Sure, Yeah等等,而要说Certainly, Sir.
* Hey, uh-huh, Hang on 等等,也不适合在酒店中使用。
* 别说“I don’t know.”回答“不知道”是非常不礼貌的说法。

可以说“just a moment, please. I’ll check that for you.” (请稍候,
我来帮您确认),然后请有能力处理的人前来协助。

* 对男性客人,尊称为Sir; 面对女性客人时尊称为Ms.

在招呼客人时,最好说“Excuse me, Sir(Ms)”, 不要直接称呼Mr.或Ms. 至于
称呼小孩,可以直接使用Excuse me,但是不可以直接称呼boy或girl.

* 正视对方的眼睛,以显示出你的信心和诚意。但必须注意,注视对方的眼睛,

前台收银
前台收银工作流程
一、前班前准备工作
1、提前15分钟换好工作服,根据酒店规定自我检查仪容仪表。


2、到总台 收银处接班,根据交班本清点备用金,核对帐单、发票、
有价证券及交接内容,重要事项需做口头交接。
3、夜班收银打扫卫生。
二、预收订金流程
1、现付客人预收足够押金,押金所含内容:房费、酒吧、其他、
电话费、签单挂帐。
2、收取押金金额一般情况下收取房租的1.8或2.5倍。
3、当直接收到现金,收银员不应将 现金在交易结束前放入抽屉内,
这项措施将有效防止因找零是否正确,或付款之货币单位类
别而 引发的各种误解与争执。理想的现金放置应在客人的视
线范围内,且无法伸手可及,交易结束后,收银员 应及时将
现金放入抽屉内。收银员应在受保护区域清点现金,而不应
该在人员走动的地方进行。
收款时应做到唱收唱付。
信用卡:用预授权
支票:不用填写金额,相关内容符合后,收取空白支票,同时
给客人开具押金收据单。

借记卡:可先直接消费相应的固定房费,并根据客人的情况,收取
现金押金。
4、流程:(1)根据接待与客人确定的房价,及客人入住天数,
计算确认金额。


(2)填写押金单(支票、现金),向客人收取相应款项。填写押金单字迹要求清晰,各项内容正确填写,不
可涂改,大小写金额必须一致。
(3)各项内容填写完请客人签名,把宾客联交给客人。
(4)告之客人妥善保管,结帐时交还收银,如有遗失,
及时通知知总台收银。
(5)向客人表示谢意。
(6)根据填列的数据打开相应房号、帐号,以定金形式
输 入相应金额;信用卡只在结算里备注结帐方式(何
种卡)。
(7)把押金单留底联与登记单一 起放入帐夹,第三联与
报表一起交于审计;卡单放入相应的格子里。
三、散客退房程序
1、三米服务精神,当客人向收银台走来时,微笑、问候。
2、问清房号、收回房卡,迅速打开电脑相关房号,报查房,看
清付款方式。


3、现付:向客人收回押金单并请客人稍等。从帐夹里拿出所有
帐务资料,核对房号 、帐单,核对房价、押金单与留底联是否
相符,请客人核对所有消费清单。
4、主动询问酒吧消费情况,如有消费,快速、正确的输入电脑。


5、原则上 应遵循2分钟结帐的原则(即从报退时间算起2分钟),
如到2分钟,即可打出帐单,请客人核实、签名 确认。同时
向客人致谦,因让客人等待了2分钟。
6、帐单确认无误后,办理结帐,开具发票 ,用找零袋装好双手
递交给客人,并祝客人旅途愉快,恭候客人再次光临本酒店。
7、信用卡结帐的话,请客人再次出示信用卡,在POS机上做相
应消费金额的确认。
8、结帐方式,要选择相应的付款码进行结算。
9、将帐单、发票记帐联、登记单及各点转帐明细单按照顺序排
列好装订在一起。
装订顺序:发票记帐联----帐单----登记单----预定单----各
明细顺序
10 、在2分钟之内,房务中心报下消费内容与客人所说不符时,
应迅速与客人说明,如客人说得多,经房务 中心确认后,冲减
相应内容,如客人说得少,应取得客人谅解,经房务中心确认
产生异议时,遭 客人拒付,请大堂副理出面解决,收银员根据
大堂副理的指示工作。
四、团队退房程序
1、当团队客人入住手续办理完毕后,拿到接待人员填写的入
住登记单,与电脑相核对,房 号、房价是否正确,并与营销部
送达的团队接待通知单上的内容相核对,无误后,把登记单、
预 订单等放进团队房最小的一个房间帐夹内。


2、在团队房主单备注栏内,备注有关签单人,及其他的一些
信息内容。
3、根据团队接 待通知单付款方式,收取押金或支票等,如果
走时结帐,应有担保人,挂帐协议单位,应有规定的有效签 单
人签字。

4、各营业点的消费签单,应按备注的签单人执行,如不符,及
时与团队的负责人进行核对,确认。
5、退房时,收回房卡,迅速打开电脑相关房号,报查房,如
有消费应及时、准确地输入电 脑。遇到特殊的费用(如烟洞,
地毯弄湿的清洗费,要及时跟会务组讲明原因)
6、在查房同 时,可让会务组核对在酒店的所有消费帐单。并询
问要开据发票的种类及填写的单位。我们可核对房价是 否正
确。打出帐单让客人签字确认。
7、按相应的结帐方式结帐,如客人是挂临时帐或汇款过 来,要
有人担保,(汇款)并把我酒店全称及相应的帐号给客人,并
留下手机号码。以便联系
8、将帐单、发票记帐联、登记单及各点转帐明细单按照顺序排
列好装订在一起。
装订顺序:发票记帐联----帐单----登记单----预定单---- 各
明细顺序(如有些转帐明细被客人带走,应在帐单上注明)


7、

如客人要延迟退房,一定要跟营销部确认,下联系单,几
点之前是可免半天房费。并让其提醒客 人,以免我们处于被动。
备注:
(1)收取押金时最好都把客人的联系方式留下,以备不时之需。
(2)如果当班时碰到什么问题,在此班能解决的,尽量解决。不
要拖着。
(3)交接班时要仔细,重要的事最好写在交班本上。
(4)晚班时碰到房价折扣模糊应向接 待问清,如果接待也不知道。
明天切记交班:问清楚营销员或者预定处,签单有问题的也
应该交 班。
(5)接登记单时,要仔细核对房价,及登记单有没补,如果没有
要提醒接待。
(6)及时作好补签工作
(7)熟悉POS机的操作、部门经理的折扣权限、房价、款待、提
扣的具体操作。
